How to reply to reviews, even the bad ones

Simple formulas for replying to positive and negative reviews, handling fake ones, and keeping up without spending hours every week.

Getting reviews is half the job. The other half, the part most businesses skip, is responding to them. Every reply is public. It is read by the reviewer, by future customers deciding whether to trust you, and by search engines judging how active and engaged your business is.

Here is a simple, repeatable way to handle every review well, including the ones that sting.

Why replying matters

  • It builds loyalty. Customers who are thanked by name feel valued and come back.
  • It persuades new customers. Thoughtful replies show you care, which can matter as much as the star rating.
  • It signals an active business to review platforms and local search.
  • It turns critics around. A calm, helpful reply to a complaint often wins back the customer, and impresses everyone reading.

Replying to positive reviews

Keep it warm, personal and short. A good formula:

  1. Thank them by name.
  2. Mention something specific from their review.
  3. Invite them back.
Example: "Thanks so much, Priya! We're thrilled the new colour turned out exactly how you pictured it. See you at your next visit!"

Avoid copy-pasting the same line to everyone. Readers notice, and it undoes the goodwill.

Replying to negative reviews

This is where reputations are made. Follow these steps:

1. Pause before you type

Never reply while you are angry. Take an hour if you need it.

2. Acknowledge and apologise for their experience

You do not have to accept every claim, but you can sincerely regret that they left unhappy.

3. Keep details offline

Do not argue facts in public or share private information. Offer a direct way to talk: a phone number or email.

4. Show what you are doing about it

If the feedback is fair, say what you are changing. Future customers will respect that.

Example: "Hi Mark, I'm sorry your appointment started late. That's not the experience we want for anyone. I'd like to make it right; please call me directly on [number]. We've also changed how we schedule Saturday mornings so this doesn't happen again."

What about fake or abusive reviews?

If a review breaks the platform's rules (spam, hate speech, someone who was never a customer), flag it through the platform's reporting tools. Meanwhile, post a brief, polite reply noting you cannot find a record of their visit and inviting them to get in touch. Calm always looks better than defensive.

How fast should you reply?

Aim for within a day or two, and faster for negative reviews. Speed shows you are paying attention. The challenge is consistency: replying promptly is easy for one review and impossible for fifty when you are busy running the business.

A one-star review handled with grace can win more trust than a dozen five-stars left unanswered.
